Google Keeps Adding Message Buttons. Who Answers Them?

Cover banner: Google Keeps Adding Message Buttons. Who Answers Them?

Your Google Business Profile report says calls are down, and the usual suspects get the blame: rankings, the season, the agency. GBP is the free listing that puts your business in Google Maps and the local results. Before you blame anyone, look at the buttons on it. Between September 29 and October 29, 2026, Google added or changed at least five contact options on local listings. Some of those doors arrived without the owner asking.

The guides that rank for this question treat messaging as a single opt-in toggle with one danger attached, slow replies. That advice assumes you own the switch. You own fewer of the switches than you did last year. Google now opens contact doors on your listing by itself, and each door delivers to a different inbox. Your first job is a door-by-door audit of where messages go and who owns each inbox. Every decision about AI agents or WhatsApp comes after that.

Google changed the contact layer of your listing five times in one month

Barry Schwartz at Search Engine Roundtable and Sterling Sky, Joy Hawkins' local SEO agency, both keep dated logs of changes to Google's local results. Line up their entries for the 30 days to October 29, 2026, and the contact layer of a local listing changed at least five times. That count is my tally of their dated logs. No one publishes that count as a figure.

On September 29, Google tested two rows of action buttons on mobile local panels. On October 2, Schwartz reported that Local Services Ads now hide the phone number behind a "Get phone number" button by default. LSA are Google's pay-per-lead ads for service businesses like plumbers, locksmiths and cleaners. On October 7, a WhatsApp button appeared in local panels. On October 28, Google started adding Facebook Messenger m.me links to profiles automatically. On October 29, Schwartz reported that Google's AI-powered messaging pilot had expanded.

Contact changes to local listings in 30 days. Each one can change where your next lead ends up.
My tally of dated logs from Search Engine Roundtable and Sterling Sky, Sept 29 to Oct 29, 2026. Not a published figure.

The Messenger links and the WhatsApp numbers both arrived without the owner's say. Schwartz reported on October 28 that the Messenger links were added automatically. His October 7 piece on the WhatsApp button also noted that Google had added WhatsApp numbers to profiles in bulk earlier in 2026. If your profile got one of those numbers, customers can message it. If no one at your business has opened that app, those messages wait unread.

Every one of those changes moves where a lead goes. A missed call at least shows up as a missed call on someone's phone. A WhatsApp message to an old mobile in a desk drawer shows up as silence, and the customer books the next business on the list. A falling calls line in the GBP report can mean leads moved to an inbox with no one assigned to it. Demand can hold steady while the phone goes quiet.

I have run Google Ads for 10 years, with Meta ads alongside. Those used to be separate machines with separate inboxes. Google had its own chat and now has its AI agent. Meta owns Messenger and WhatsApp. One Google listing now carries buttons from both companies, and each button delivers to an app the other company does not control. A guide written from inside one ecosystem misses half the doors.

Picture a physio clinic in Leeds. The receptionist answers the phone from eight to six. The listing also shows a WhatsApp button tied to the owner's old mobile and a Messenger link into a Facebook Page the clinic stopped posting on years ago. A patient with a sore back taps WhatsApp at 9 pm, gets no reply, and books elsewhere the next morning. The GBP report shows one fewer call. The owner reads it as a slow month.

Owners misread the quiet phone because their playbook is two versions old

Google removed the native chat feature from Business Profiles in 2024. Mike Hawkes at BrightLocal documented what replaced it in February 2025: WhatsApp and SMS contact options, added early that year. An owner who watched native chat disappear has every reason to believe messaging is off. Two of the top-ranking guides for this exact question still describe the retired chat. Anyone reading one in late 2026 is learning a product Google already scrapped.

The monthly report keeps the misreading going. If yours leads with calls, website clicks and direction requests and never mentions messages, it measures one door and calls the result demand. A drop in that number triggers the usual fixes. More posts, more reviews, a bigger ad budget. Each of those costs money, and none of them answers a WhatsApp message from last Tuesday.

Sterling Sky has a webinar scheduled for November 20, 2026, with Joy Hawkins and Elizabeth Rule, framed around businesses that rank well while the phone has gone quiet. An agency that logs these changes daily built a session around that exact symptom. The ranking report cannot show the cause.

Demand and capacity are separate problems, and they need separate fixes. When I booked a London ADHD clinic solid for three straight months, demand outran what the team could handle. They hired more specialists and outsourced the overflow. Once people want you, the limit becomes who answers. Google has multiplied the places where someone has to answer, without adding a single person to your front desk.

The phone side of this leak has its own version. I covered how leads from ChatGPT get lost to an unanswered phone. The message doors repeat that pattern with even less visibility. A missed call leaves a log entry. An unread WhatsApp thread on a forgotten device leaves no trace in any report you get.

Google's AI agent answers for some of your customers and texts your phone for the rest

Schwartz first reported a message button with an AI agent on Business Profiles on June 26, 2026. By October 29 the pilot had expanded. Google describes an agent that "will answer routine questions from customers, instantly and at no cost." It hands off what it cannot answer, you can take over at any point, and all messages are available in your Business Profile.

"You can allow an agent to handle common customer questions and help with reservations... Your agent will redirect complex questions to you."

Google's pilot email, shared by Mike Blumenthal on X and quoted by Search Engine Roundtable, October 29, 2026.

The agent is the one door in this article you open yourself, and Google's own word for it is "allow." Claudia Tomina posted the delivery detail on LinkedIn, and Search Engine Roundtable quoted her on October 29.

“The AI agent only works for customers on networks and phones that support RCS. Everyone else's texts go straight to your phone, and standard text rates may apply.”
Claudia Tomina, on LinkedIn, quoted by Search Engine Roundtable, October 29, 2026.

RCS is the newer texting standard that runs app-style chat inside a phone's regular messaging app. Phones and networks without it fall back to plain SMS. Your customers split by device and carrier. One group gets Google's agent and a record in your Business Profile. The other group texts the phone on your profile directly, and that phone might be the owner's personal mobile at 11 pm.

Schwartz raised the capacity question himself when WhatsApp buttons started showing on big-brand panels.

"I can't imagine the Apple Store has time and resources to WhatsApp with customers."

Barry Schwartz, Search Engine Roundtable, October 7, 2026.

Apple can absorb a staffing question. A three-person dental office answering WhatsApp, Messenger, SMS and Google messages from one front desk cannot. That office needs a staffing plan before anyone flips a switch. An AI agent on your listing also needs the supervision you would give any new employee, the approach I laid out for deploying Meta's AI agent like a junior hire. Google's agent reads from your profile. Wrong hours on the profile become wrong answers to customers.

“My advice: before you turn it on, make sure your menu, hours, and services are up to date. The agent can only answer as well as your profile does.”
Claudia Tomina, on LinkedIn, quoted by Search Engine Roundtable, October 29, 2026.

Run a 30-minute door audit before you touch any setting

Finding every door on your listing takes half an hour for a single-location business. Start on your phone, logged out, in a private browser window. Search your business name plus your city and open the listing. Customers see the listing without your owner account, and you want their view.

Write down every way to reach you. That means the call button, any message or chat button, WhatsApp, Messenger, and the "Get phone number" button if you run LSA. Then test every door. Ask a friend to send a short message through each one, ideally from two different phones. Go find each message. Note which app it reached, whose device it was on, and how long before a person saw it.

Next, give every inbox a named owner and a reply promise, such as "within two business hours." Write it down where the team can see it. Where a door has no one to cover it, close it. Remove a WhatsApp number or contact option from the profile editor where Google lets you. Where you cannot find a way to remove a door, such as an auto-added Messenger link, route that inbox to someone who checks it daily. Messenger threads are in your Facebook Page inbox, and WhatsApp messages are in the WhatsApp app on the listed number. Google's agent messages are in your Business Profile, and non-RCS texts go to the phone on the profile.

The 30-minute door audit
1Search yourself logged out. Private browser window on your phone, business name plus city, open the listing.
2List every button. Call, message, WhatsApp, Messenger, and any LSA "Get phone number" button.
3Test-message each one. Use a friend's phone, then find where each message arrived and who saw it.
4Name an owner per inbox. One person, one app, one written reply time.
5Close what you cannot staff. Remove it where Google allows. Otherwise route it to someone who checks daily.
Re-run monthly. Google changed the contact layer at least five times between Sept 29 and Oct 29, 2026.

You can delegate this to anyone on your team who has a phone and an hour. If an agency manages your profile, ask them this week which contact buttons are live on your listing today, where each one delivers, and when they last tested them. A good agency answers the same day. A long silence tells you they have not checked.

Decide on Google's AI agent only after the audit is done. The agent adds a door that answers by itself for RCS customers and sends texts from everyone else to your phone. Before you allow it, every item on this card should be true.

Before you turn on Google's AI agent
✓Hours, holiday hours, services and prices on the profile are correct today.
✓A named person takes the agent's handoffs, with a written reply time.
✓You know whose phone receives texts from customers without RCS, and that person agreed to it.
✓You sent a test question the profile cannot answer and watched the handoff reach a human.
✓Someone reads the Business Profile message history every week.

Count conversations at every door, and stop reading the calls line as demand

The calls metric in your GBP report covers one door out of as many as six. Read alone, it measures the old phone line and labels the result demand. Start a simple weekly count instead. For each inbox from your audit, write down conversations started, conversations answered, and the slowest reply that week. Ten minutes on a Monday covers it.

Google is testing new advanced performance reports for Business Profiles, per Schwartz on October 23, 2026. Wait to see what they actually count before you trust them. A new chart that shows Google messages but leaves out WhatsApp and Messenger threads will make the same mistake as the calls line. I explained why your Search Console and GBP dashboards disagree, and the lesson carries over: your own count is the scoreboard.

Watch for the vanity readings. Profile views can climb while every new message goes unanswered. A steady interactions total can hide a shift from calls into an inbox no one opens. The table below pairs the number in your report with the check to run before you react to it.

What the report showsWhat to check before you react
Calls are downMessage counts in every inbox from your audit, for the same weeks
Profile views are upConversations started at each door, and how many got a reply
Total interactions are steadyThe slowest reply time per inbox that week
A new report or metric appearsWhich doors it counts and which it leaves out
AI agent conversationsHandoffs that waited for a human, and how long they waited
A reading framework, not a benchmark. Fill the right column with your own weekly counts.

Count weekly for the first month after your audit, then monthly. Re-run the audit every month as well. Google changed the contact layer of local listings at least five times in 30 days, and any month could add a seventh door.

Frequently Asked Questions

Did Google turn on messaging on my Business Profile without asking me?

For some contact options, yes. Search Engine Roundtable reported on October 28, 2026 that Google added Facebook Messenger m.me links to profiles automatically. On October 7 it reported that Google had added WhatsApp numbers in bulk earlier in 2026. Google's AI agent works differently, since its pilot email says you can allow it. Check yours by searching your business on your phone in a private browser window and writing down every button you see.

Where do messages from my Google listing actually go?

Each button delivers somewhere different. Google's AI agent works for customers on RCS-capable phones, and those messages are available in your Business Profile. Claudia Tomina notes that everyone else's texts go straight to your phone as SMS. WhatsApp messages go to the WhatsApp account on the listed number, and Messenger links go to your Facebook Page inbox. Send a test message through every button to see which device and which person receives it.

Should I turn on Google's AI agent for my business?

Only after you know where every other door on your listing delivers and who answers it. Then fix your hours, services and prices, because Tomina's advice is blunt: "The agent can only answer as well as your profile does." Name the person who takes handoffs and decide whose phone receives texts from customers without RCS. If you cannot staff the handoffs within a business day, leave it off for now.

Ranking well still matters. A fast reply assumes the message reached a person in the first place. Google spent October changing the doors on your listing, some with your permission and some without it. You know where you rank for your main keyword, but do you know which app your last Google message went to?
